How to Measure AI in Customer Service (Beyond Deflection Rates)

The metrics that show whether AI support assistants are genuinely helping customers and teams — resolution, satisfaction, effort, cost and quality.

How to Measure AI in Customer Service (Beyond Deflection Rates)

Many companies judge AI support assistants by one number: deflection — how many conversations never reached a human. On its own, that metric can be dangerously misleading. A bot that frustrates customers until they give up also "deflects".

Better metrics

Resolution rate

Did the customer's issue actually get solved? Measure confirmed resolution, not just conversations that ended.

Repeat contact rate

If customers come back within a few days about the same issue, the first answer did not work.

Customer satisfaction and effort

Short post-conversation surveys. Customer effort — how hard was it to get help? — often predicts loyalty better than satisfaction.

Escalation quality

When the AI hands over to a person, does the agent receive a useful summary? Do customers have to repeat themselves?

Accuracy and policy compliance

Sample conversations weekly and grade them: correct information, correct policy, appropriate tone.

Time to resolution

End-to-end, including any human follow-up.

Cost per resolved contact

Include AI running costs, human time and platform fees.

Agent experience

For agent-assist tools: handling time, after-call work and agent satisfaction.

Common mistakes

  • Making it hard to reach a human
  • Celebrating deflection while satisfaction falls
  • Never reviewing actual transcripts

Continuous improvement

Review the top unresolved intents every month, improve knowledge content and integrations, and retest.
